What BPO actually means now

The term dates from an era when it mostly meant call centres, and it has not aged cleanly. Today it covers everything from a thousand seat consumer support operation to a two person finance team in another country. Those are not the same product and they should not be bought the same way.

The useful question is not "should we do BPO" but "which of these three arrangements fits the work I am moving".

The three models, and what each is good at

Seat based BPO. You contract for agent capacity, usually priced per seat or per transaction, delivered by the provider's workforce in the provider's facility under the provider's management. You get scale quickly and you can flex volume. What you do not get is continuity: the individuals rotate, the provider staffs to its own economics, and the product knowledge sits with the vendor rather than with any particular person.

This model is genuinely good at what it was built for. High volume, well documented, rules based work where the process matters more than the person doing it. Consumer voice support at scale, high volume claims processing, standard transaction handling.

Managed services. You buy an outcome against an SLA rather than a headcount. Uptime, resolution time, throughput. The provider decides how to staff it. This works when the outcome can be specified precisely and measured cleanly, which is more often true of infrastructure than of anything customer facing.

Dedicated team. Permanent people who work only for you, under your management, in your systems and your tools. The provider handles employment, payroll, compliance, HR and infrastructure; you handle the work. This is the model MixWork runs, and we call it integrated outsourcing.

The variable nobody prices properly

Most BPO comparisons run on headline rate. Cost per seat, cost per FTE, cost per transaction. It is the wrong number to optimise, and the reason is retention.

Outsourced functions get good through accumulated knowledge. A support engineer who has been with your product eighteen months resolves tickets several times faster than one at three months, and escalates a fraction as often. A finance analyst who has run your reconciliation for two years catches the anomaly that a new hire posts straight through. Every departure resets that.

Conventional call centre and BPO environments carry high attrition, which means the function never reaches the point where it is genuinely good. It plateaus at competent and stays there, and everyone involved quietly accepts that as normal.

Worth a benchmark, because "high attrition" on its own is just an adjective. Replacing a trained professional costs six to twelve months of their salary once you count lost productivity and rehiring. Put that against a headline rate difference and the arithmetic usually reverses.
